The challenge

Where things stood before CODE3

The client had a growing number of employees relying on laptops, Microsoft 365, business applications, network connectivity and other IT systems for their daily operations. When users experienced technical problems, support was often dependent on the availability of onsite assistance. Even relatively straightforward issues could result in delays when a technician needed to travel to the user's location. The business needed a support model that could diagnose and resolve suitable IT issues remotely, while escalating problems requiring physical intervention to onsite support.

Before9 pain points
  • Delays in resolving routine IT issues
  • Increased dependence on onsite technical support
  • User interruptions caused by device and software problems
  • Recurring Windows and application issues
  • Microsoft 365 and email-related support requests
  • Connectivity and VPN troubleshooting requirements
  • Difficulty supporting employees working from different locations
  • Limited visibility into recurring support issues
  • No consistent remote-first troubleshooting workflow
Our solution

How we turned it around

CODE3 implemented a structured Remote IT Support approach, enabling technicians to troubleshoot supported user devices and IT services without requiring an onsite visit for every issue. The support model combined remote troubleshooting, issue prioritization, escalation and documentation.

  1. 1

    Centralized Support Intake

User issues were captured through a structured support process so that requests could be categorized and prioritized according to their business impact. Common requests included:

    • Computer problems
    • Software issues
    • Microsoft 365 support
    • Email issues
    • Password and access problems
    • Network connectivity
    • VPN issues
    • Printer problems
    • Application errors
    • Performance issues
  2. 2

    Remote Device Troubleshooting

For issues that could be resolved remotely, CODE3 technicians connected to the user's device using an authorized remote-support method. Remote assistance can allow technicians to view the user's environment, diagnose problems and perform approved troubleshooting actions without requiring a physical visit. Microsoft's Remote Help, for example, supports authenticated remote assistance with role-based controls and session reporting.

  3. 3

    Remote Software & Application Support

Technicians remotely investigated application-related issues such as the items below. Where required, issues that could not be safely resolved remotely were escalated for further investigation or onsite assistance.

    • Application errors
    • Software configuration
    • Installation issues
    • Update-related problems
    • Compatibility issues
    • Microsoft 365 applications
    • Browser problems
    • User-profile issues
  4. 4

    Remote Connectivity Troubleshooting

CODE3 remotely investigated connectivity issues affecting users, allowing suitable connectivity issues to be investigated without immediately dispatching a technician.

    • Internet connectivity
    • Wi-Fi access
    • VPN connectivity
    • DNS-related issues
    • Network configuration
    • Remote access
    • Microsoft 365 connectivity
  5. 5

    Issue Prioritization & Escalation

Support requests were categorized according to their impact and urgency. Issues that could be resolved remotely were handled through the remote support workflow, while hardware failures, cabling problems and other issues requiring physical intervention were escalated for onsite assistance. This created a clear path: Report → Triage → Remote Diagnosis → Remote Resolution → Validation → Closure - or, when required: Report → Triage → Remote Diagnosis → Escalation → Onsite Resolution → Validation → Closure. Structured incident management practices emphasize clear ownership, resolution validation, documentation and escalation procedures.

  6. 6

    Recurring Issue Identification

Support records were reviewed to identify repeated problems rather than treating every ticket as an isolated incident. Recurring issues could then be investigated for the items below, helping shift support from simple break-fix activity toward continuous improvement.

    • Root causes
    • Configuration problems
    • Outdated software
    • Hardware limitations
    • User-training requirements
    • Network issues
    • Repeated application failures
  7. 7

    Remote Preventive Assistance

Where appropriate, routine maintenance activities could be performed remotely, including software updates, configuration checks and other approved maintenance tasks. Monitoring and diagnostic practices can help identify system health and performance issues before they become larger operational problems.

The remote support model changed the client's IT support approach from onsite-first to remote-first where appropriate. Employees could receive technical assistance without waiting for an onsite visit for every issue, while the IT team gained a more structured process for identifying, resolving and escalating incidents. The business benefited from faster access to technical assistance, reduced dependency on onsite visits, less disruption to employees, better visibility into recurring IT issues, more structured escalation, improved support consistency and better use of onsite technical resources.

Technology & security
A

Authorized tools only

Remote IT support should be delivered through authorized tools and controlled access mechanisms. Depending on the customer's environment, CODE3 can work with appropriate remote-support and endpoint-management technologies.

M

Microsoft Intune Remote Help

For Microsoft environments, Remote Help supports authenticated helper/sharer sessions, role-based access controls and compliance-related checks. Microsoft also recommends least-privilege access and appropriate controls around unattended remote access.

M

Matched to your environment

The specific remote-support technology used should depend on the customer's existing infrastructure, security requirements and agreed service scope.

The remote IT support workflow

The client moved from relying heavily on physical support visits to a more structured remote-first model, combining remote troubleshooting, structured ticketing, issue prioritization, escalation and documentation. If remote resolution is not appropriate, the path is: Remote Diagnosis → Escalation → Onsite Support → Resolution → Validation & Documentation.

  • User Reports Issue
  • Ticket Created
  • Issue Categorized
  • Remote Diagnosis
  • Remote Resolution Where Possible
  • User Validation
  • Ticket Closure
